Artificial Intelligence is changing just about everything across all industries at the moment. Needless to say, there is a big question mark over the role and impact of AI in outsourcing and in the BPO sector which, by nature of the business, has been traditionally focused on people, scale and process excellence.
There is certainly very high expectation from all stakeholder groups and from clients for automation, digitalization, efficiency beyond labor arbitrage and so on. This is no longer some distant future consideration. Artificial Intelligence needs to be considered a strategic matter right now.
Digitalization and automation are not something new for any outsourcing business. This is what has always been done, from workflow optimization and process standardization through ERPs and so on.
AI is the next wave that is going to take place in this respect. That is the reason why every single BPO company in India needs to consider AI as a strategic initiative.
However, how to adopt AI is far less straightforward than the rhetoric suggests. Recent research highlights this gap clearly. While almost all organizations express a desire to adopt AI and many have launched initiatives, nearly two thirds remain stuck in pilot phases. Only a very small minority have been able to demonstrate material, sustained impact on their bottom line. These so called “AI High Performers” remain the exception rather than the rule.

Tools such as Microsoft Copilot, ChatGPT, and similar role-based assistants are already transforming how individuals work. Whether in HR, Finance, IT or Operations, these tools help employees draft content, analyze data, and reduce low value manual effort.
The benefits are real, but incremental. Productivity gains often translate to saving 15–30 minutes per person per day. While meaningful at scale, these tools on their own are unlikely to fundamentally reshape operating models. Their true value lies in workforce enablement, helping people work better, faster and with greater confidence.
Today’s enterprise software platforms come with artificial intelligence embedded within them. Examples of native ERP AI include SAP’s Joule, Oracle’s AI assistants, and Microsoft Dynamics’ Copilot that can help in natural language queries, smart approvals and insights.
For companies using mature ERP platforms, this is an obvious progression step. These tools will help in making better decisions and reducing reliance on experts in reports.
However, the effect of the above is still limited by the processes used. Poor data and workflow structure cannot be compensated for by AI.
Agentic AI will provide the most transformational opportunity, and it is the most complicated.
The above are systems that are capable of carrying out certain tasks autonomously within the confines of the set guardrails. Typical use cases include AI-driven call agents dealing with routine calls and human agents for complex cases.
This is the most frequently asked question. But the answer which is getting more and more confirmation from industry leaders is a definite no. The industry will not stop developing; it will change only the way work is performed. The future of BPO will be represented by the synergy between qualified personnel and AI.
